How do I get a response and update from smartsheet support?!!

Does anyone know how to get them to respond? we are paying for a licence, but you have any issues there is an initial response and any further update requests you make are ignored.
This is not a new issue, as it has been like this for all the years we have been using it …….
Great when it works, but no support when you need it …..
